There are few gifts in business more valuable than customer feedback.
The insight into a customer’s mind is invaluable; and because feedback is most common when something goes wrong, it is nearly always focused on an area that needs improvement.
Customer feedback not only showcases a company’s faults, it also gives clear advice on how to remove them. It allows businesses to turn a customer’s negative situation into a positive experience.
And fortunately, it’s never been easier to acquire than it is right now.
In today’s world, businesses looking to tackle customer feedback need to look no further than the phones on their desk.
Nearly every form of feedback today can be transmitted through a smartphone.
When the message is short, a quick phone call remains tough to beat, says Walt Sherbourne, vice president of marketing at Dayton Parts.
“[Most calls] are usually pretty brief; ‘If you did this it would help me,’ or ‘you would be more efficient if you did this,’” he says. “Our customer service team gets those calls almost every day.”

Sherbourne says Dayton’s customer service center is built specifically to handle those messages. Each team member is trained in receiving and recording feedback, as well as dealing with a wide variety of customer emotions.
And that’s an important aspect of acquiring customer feedback, says Liz Macpherson, customer service manager at Haldex.
Customers call when they have a problem; they rarely call to say “thank you.”
“Most of the feedback we receive is when someone has a specific issue at that moment and they need to have it resolved,” she says. “They have a truck down and need a part, or have a question about a repair, at that exact moment.”
“The customer can sometimes be emotional,” adds Darlene Shepherd, customer experience manager at Michelin Truck Tires, North America. “It’s important that we respond to them with the highest level of service and professionalism as we can.
“We want to do whatever it takes to ensure the customer is satisfied” at the conclusion of the call, she says.
And while a well-trained customer service team is a great asset in these situations, Sherbourne says it’s important to note that not all customer feedback is directed to a call center.
Sales people receive a ton of feedback, too, and must be equally trained to positively respond.
The reasons for this are layered, suppliers note.
Good sales people are the face of their company to their customers. They are typically the person a customer contacts first to answer every question they may have. A sales person who struggles to manage those calls not only hurts their direct relationship with their customer, they also weaken their company’s brand.
Brands also can be damaged by indirect customer feedback: through conversation and online.
While poor word of mouth remains nearly impossible to track, customer comments posted on social media and other Internet platforms can be found, and addressed.
To hear everything customers are saying online about Michelin, Shepherd says her customer service team has a strong online presence. The team actively manages its social network feeds, using its training to offer advice and solutions to customer comments.
“We try to be available for customers no matter [which] touch point they choose to communicate with us,” she says. “We want to increase the customer’s level of satisfaction and loyalty with our products.”
Which is why suppliers say the instant customer feedback is acquired it is important to respond.
A solution is not always immediate, but for a customer facing downtime, speed matters.
The amount of time and team members needed to find a solution typically varies depending on the customer’s request, says Sarah Rogers, marketing specialist at Reyco Granning.
According to Rogers, sales and customer service employees at Reyco Granning are educated on problem solving as part of their customer service training, and are given authority to respond immediately to as much feedback as possible.
Rogers cites a shipping or ordering mistake as one area where Reyco Granning’s customer service team is capable of an immediate response.
“That [type of request] doesn’t need to be escalated to anyone else,” she says. “When our [customer service] people receive a call like that they know who to contact within our operation to address the issue so a new order is placed at that time.”
A similar strategy is in place at BorgWarner Thermal Systems, where customer service and sales people provide the first line of defense when handling all feedback, says Richard Harrold, national fleet and aftermarket sales manager.
“With our primary products all of our people are trained so they can answer most of the questions we receive,” he says. “When questions become more technical in nature, we have them transfer those questions to our technical support line where our engineers assist” the customer.
In both cases the companies note their goal is to fulfill the customer’s need during the first interaction. Return calls are acceptable, but the businesses believe customers have a better experience when it only takes one call or conversation to solve a problem.
“That’s what we try to do,” says TA/Petro’s Jim Reed, vice president of truck service marketing and recruiting. “When a person who receives a customer request is able to handle it, or knows who to contact in order to handle it, we tell them to take care of the customer at that time.”
Adds Sherbourne: “The worst thing is having a customer on hold and not knowing who to ask for help. You can’t waste the customer’s time like that.”
Yet not every customer request can be solved in minutes. In these situations, keeping a customer apprised of progress in solving their issue is incredibly important.
A customer issue that can’t be repaired in one conversation cannot be forgotten.
“We know how important it is to [our customers] that we respond in a timely manner,” says Lessie Hoover, customer service support and training manager at Michelin. “We don’t want them to feel they’re waiting for us.”
“It’s not always going to be one [call] and done,” says Macpherson. And when it’s not, she says Haldex has standards in place to escalate an issue and help get it resolved. Among these benchmarks are requirements that customers are notified on a regular basis of progress made in addressing their feedback and questioning them about other ways the company can lend support.
The internal targets are equally important. By setting corporate standards, the suppliers say they can be sure no customer’s feedback is overlooked.
This is also where record keeping becomes absolutely vital, says Reed. Customer feedback that’s been well cataloged and outlined is much easier to solve, he says, because its shows you the genesis of the problem. (See page XX for more.)
And even if a problem takes weeks to solve, the customer must always remain in the loop.
Customer feedback may be negative in nature, but that doesn’t mean businesses can’t turn them into a positive customer service experience.
On the contrary, says Sherbourne. Customers provide feedback because they want the company in question to be better.
“Customer feedback is probably the most important part of our business because if we don’t listen to our customers we’re not going to have customers,” he says. “They give us great information about how we’re doing and how we can be better.”
Harrold says responding to customers is the “No. 1 goal and responsibility” of BorgWarner’s sales and customer service teams.
“We want our points of contact to be able to help customers resolve any issues they might have,” he says.

GM records its highest profit ever: $7.6 billion


DETROIT (AP) — General Motors earned its biggest profit ever in 2011, but signs are emerging that its momentum could slow. Strong sales in the U.S. and China helped the carmaker turn a profit of $7.6 billion, beating its old record of $6.7 billion in 1997 during the pickup and SUV boom. Yet the company lost ground in the fourth quarter. Its profit fell 8 percent and missed Wall Street expectations. Europe and South America reported losses. MHT Companies Impacted by Tornadoes Are Recovering - Fontaine Trailer, TSE Brakes and Webb Wheel Hit Hardest

Birmingham, Ala. (May 3, 2011) — Several Marmon Highway Technologies (MHT) companies in Alabama were impacted by the tornadoes that tore through the state on Wednesday, April 27. Fontaine Trailer Company’s flagship manufacturing facility in Haleyville lost power and sustained significant structural damage to its north side and roof. Repairs are underway, and one production line was brought back into operation today, with the other two scheduled to start up tomorrow. The headquarters and manufacturing campus of Webb Wheel Aftermarket, Webb Wheel OEM, Webb Wheel Severe Duty and TSE Brakes in Cullman also lost power, but new backup generators have been brought online.
All MHT employees survived the storms, although some lost loved ones, including a TSE Brakes employee whose two young sons were killed. Many employees’ homes and other property were damaged or destroyed.

“I’m deeply saddened by the tragic loss of life, as well as the unprecedented property damage these storms have caused,” said Kelly Dier, MHT president. “My heart goes out to everyone across the South who was affected by the storms. On a personal level, I’m thankful that, by and large, the MHT family is safe. A number of our employees have sustained personal property damage, and we’re working directly to assist these team members. We’re extremely fortunate to have multiple plants across Alabama, Tennessee, North Carolina and South Carolina that were largely unharmed.”

Fontaine Trailer’s platform trailer manufacturing plant in Haleyville, a landmark since 1964, was the hardest hit of the MHT facilities. Although the facility sustained structural damage, including the loss of its roof, the manufacturing equipment inside remains in good condition and the finished trailers on-site were unharmed. The north wall and roof have been temporarily repaired and production resumed today. The company expects permanent repairs to be complete in about a month.

“It’s unbelievable what people can do when they pull together,” said John Craig, president, Fontaine Trailer Company. “The plant looks really good now. We’re running two shifts to catch up on production. Some customers may see a slight delay in order delivery short-term, but we’re working hard to meet our delivery commitments and our customers’ needs.”

At the Brake and Wheel Ends Group campus in Cullman, a tornado passed within 800 to 1,000 yards of the TSE and Webb Wheel facilities, but did not cause any damage. The storms knocked out transmission lines from the nearby nuclear power plant, causing the campus to lose power for a projected seven to nine days. By Friday, Webb Wheel and TSE had brought auxiliary power generators online to power non-manufacturing operations. Three more very large portable generators were brought in over the weekend to supply power to the production facilities. They are currently powering the Webb Wheel Aftermarket plant. Main power returned to the Webb Wheel Severe Service facility Monday. TSE is headquartered in Cullman, but its manufacturing plant is located elsewhere and was unaffected by the storm.

“We may have a couple of small hiccups over a few days, but we should be able to maintain our service levels for our customers,” said J.T. Weis, president, MHT Brake and Wheel Ends Group.

Fontaine Fifth Wheel in Trussville, Fontaine Trailer’s Springville and Jasper manufacturing facilities, and the MHT headquarters in Birmingham were untouched by the storms.

North American Trailer Sales, LLC Expands in Southern California with Acquisition of Quality Fleet Repair

North American Trailer LLC, Salt Lake City, Utah http://www.northamericantrailer.com/ , has announced the acquisition of Quality Fleet Repair, Inc., Fontana, California.  The purchase agreement with North American Trailer, LLC includes all Quality Fleet Repair assets and the retention of personnel.  This acquisition is effective May 1, 2011.

Aftermath of Tornadoes is Incredible

Concord, AL

Massive clean up continues with many volunteers doing great works for the people of Alabama.  The attached link will take you to several pictorial view of the devastation.  Thanks to power companies from Indiana, Ohio, Illinois  and others assisting Alabama Power,  many now have electricity and can get back to their lives and businesses. It will take years to rebuild, but it will be done and Alabama will be good as new. Alabamians are people of strong resolve. Devastating Tornadoes Hit Alabama and Other Southeastern States

Alabama is digging out from the devastating tornadoes this past Wednesday. Volunteers coming from all over the country. PartSource was down and without power on Thursday and Friday. No damage however and we will be open to serve on Monday. Our thoughts and prayers go out to those who have suffered so much.

UPS Earnings Jump

NEW YORK (AP) — UPS is raising its full-year earnings forecast after first-quarter net income rose 66 percent as customers paid more to move packages faster.

United Parcel Service Inc. said Tuesday it now expects to earn $4.15 to $4.40 per share this year, implying growth of 17 to 24 percent from 2010. Its previous estimate was $4.12 to $4.35 per share.

The Atlanta company earned $885 million, or 88 cents per share, up 66 percent from a year earlier when it earned $533 million, or 53 cents per share. Revenue jumped 7 percent to $12.58 billion. FactSet says analysts expected a profit of 84 cents per share on sales $12.71 billion.

UPS' freight segment results grew the fastest in the first three months of the year, with adjusted operating profit up 44 percent. The freight segments at both UPS and FedEx were struggling last year as the trucking industry had too many trucks competing for too little freight. In the U.S. domestic package unit, which was recently reorganized, adjusted operating profit jumped 29 percent.

In the U.S., UPS said more customers opted for faster service as its premium product growth outpaced ground. Customers had been favoring cheaper, slower options to save money in the recession. Revenue per package rose 5 percent, driven by higher prices and fuel surcharges.

Commodity Prices Are On the Rise - $$$

The commodities crunch is corporate America's dirty little secret. Even as consumers open their wallets once again and sales volume improves, inflationary pressure is creeping in. It's hitting companies small and large. And even giant corporations with plenty of heft to negotiate the best possible rates from suppliers are feeling the pinch. Procter & Gamble's (PG) chief financial officer, Jon Moeller, told us on Squawk Box that the consumer-products giant saw a 160-basis-point impact from higher input costs late last year. For now, P&G has offset that rise with its productivity and cost-saving programs.


That can't continue indefinitely, of course. Commodities prices continue to skyrocket -- last year crude-oil prices were up 17.3%, sugar climbed 25.5%, and wheat rose 49.3% -- and eventually will start seriously chomping into corporate profits. (Not that investors have noticed: Thomson Reuters has analysts forecasting a 13.4% climb in corporate profits in 2011.) "Either the revenue picture will start increasing more rapidly over the next few quarters, and that will offset higher costs, or profits will get hit," says Ashwani Kaul, head of his own investment advisory firm. "Something has to give."


Some companies are taking matters into their own hands and acting aggressively to push higher costs on to consumers. Cooper Tire & Rubber (CTB) just jacked up its prices for the second time in six months, boosting them 6.5% in November.
